How to Improve Call Center Quality

Last Updated September 28, 2026
Call center quality is the consistency and effectiveness with which agents and service processes meet customer, business and compliance expectations. Improving quality requires a clear scorecard, calibrated evaluations, relevant coaching and enough interaction data to distinguish individual performance issues from broken processes, knowledge gaps or technology problems.
1. Build a focused quality scorecard
A scorecard should measure a manageable set of observable behaviors. Avoid adding dozens of items that supervisors interpret differently. Weight critical behaviors more heavily when they have a meaningful impact on resolution, customer trust or compliance.
2. Calibrate evaluators
Quality teams and supervisors should review the same interactions periodically and compare scores. Calibration reveals inconsistent interpretations and keeps the scoring standard stable as policies and customer needs change.
3. Evaluate more representative interactions
Small random samples can miss rare but important behaviors. Interaction analytics and automated quality tools can help identify calls by intent, sentiment, escalation or risk so evaluators review a broader and more relevant set of conversations.
4. Connect quality to customer outcomes
5. Coach specific behaviors
Effective coaching uses examples from real interactions and identifies one or two behaviors the agent can change. Broad feedback such as 'improve empathy' is less actionable than showing exactly where the conversation could have been handled differently.
6. Fix systemic causes
- Outdated knowledge.
- Slow or fragmented desktop tools.
- Conflicting policies.
- Poor routing.
- Insufficient training.
- High workload or occupancy.
- Complex approval processes.
7. Recheck after coaching or process changes
Quality management is a closed loop. After coaching or a process change, review comparable interactions to determine whether the targeted behavior and customer outcome improved.
A higher quality score is valuable only when it reflects better service rather than easier scoring.
